Protect Group has published an article on how hotels can grow bookings without a matching rise in support workload and staff stress.
The high-occupancy paradox
A record quarter with 98% occupancy is cause for celebration in the commercial team, but the front office knows high volume brings a wave of emails, calls and messages from guests whose plans change: a cancelled flight, a sick child, a storm closing an airport. Hoteliers have long accepted that if sales rise 30%, the workload of changes, cancellations and refund disputes rises with them.
Traditionally, hotels either make existing teams absorb the extra work, leading to long queues and exhausted staff, or pay for temporary call centre help and overtime, which erodes the margin from the extra bookings.
The cost of enforcing fine print
Protect Group says people join hospitality to care for guests, not to police terms and conditions. Forcing agents to act as "terms enforcers" drains morale and contributes to burnout and turnover, damages trust before guests arrive, and puts direct channels at a disadvantage against large travel platforms that make flexibility feel effortless.
Decoupling growth from stress
The proposed fix is to separate sales volume from support strain by handing refund administration to an automated external process:
- guests are offered a transparent refundable booking option, such as Refund Protect, at checkout;
- if plans change, guests use a self-service digital portal instead of calling the hotel;
- Protect Group checks documentation, processes the application and pays the guest;
- the hotel keeps its original booking revenue.
Protect Group says this keeps the internal workload steady whether there are five refund applications in a week or 500 during a regional storm.
Bringing hospitality back
With less administrative clutter, guest services teams can focus on proactive care, such as personalised pre-arrival messages and special occasions, and on revenue opportunities like room upgrades, dining, spa and local experiences.
